A McKinsey & Company Case Study
Deutsche Telekom, a major German telecommunications company, faced the challenge of variability in performance across its large force of call center and field service agents. Traditional training programs were not effectively meeting individual employee needs, which negatively impacted customer experience and operational efficiency. To address this, Deutsche Telekom partnered with McKinsey & Company and its AI arm, QuantumBlack, to develop a personalized, AI-powered capability building engine.
McKinsey & Company built a digital coaching engine that used millions of data points to identify individual skill gaps and deliver hyper-personalized training interventions. This AI solution was integrated into employees' daily workflows via personal dashboards, providing real-time nudges and tailored learning modules. The results were significant, including a 10% increase in first-time resolution rates for call centers, a 5% increase for field agents, and a 14-point rise in customer satisfaction (NPS). The program successfully trained 8,000 agents, leading to greater operational efficiency and a transformed culture of continuous learning.
